Why a Culture of Care is the New Gold Standard for BPO in South Africa
South Africa’s business process outsourcing (BPO) sector has firmly established itself as a global leader. My work with the Moments That Matter (MTM) framework is designed to help BPO leaders and teams answer this very question. It is built on a simple but powerful principle: a company’s external service is a direct reflection of its internal culture. This is what we call the “Mirror Principle”. When agents feel invisible, irrelevant, or unmeasured, that internal disengagement will inevitably be mirrored in their external interactions with a customer.
My workshops provide a practical roadmap to combat this. We help teams move away from a task-oriented mindset towards a purpose-driven one. I share the story of a team of labourers who saw their work as just “laying bricks.” When they realised they were actually “helping to make a family’s dreams come true,” their entire perspective shifted. The MTM framework focuses on a universal yardstick that is particularly relevant to the BPO sector:
- Product Without Defect: A customer’s query must be answered accurately.
- Timeliness: The response must be on time, every time.
- Care: The customer must feel that the agent genuinely cares about their problem.
While the first two points are often about systems and processes, it is the element of Care that is the true differentiator. It is the one thing each agent always has 100% control over. My workshops empower every agent to become a “master bricklayer” for these moments, building a culture of service excellence and, in turn, a brand that is resilient, trustworthy and truly excellent.
