How a Culture of Care Strengthens the Consumer Goods Sector

South Africa’s consumer goods, retail and services sectors face a unique set of challenges. As an industry that serves thousands of customers every day, businesses are under constant pressure from external factors, from a volatile economy that affects consumer spend to security risks like crime and civil disobedience. We often focus on the systems and policies needed to navigate these external pressures, but the most powerful and sustainable solution lies closer to home: in the internal culture we build with our people.  

A core principle of my work, the Moments That Matter (MTM) framework, is what we call the “Mirror Principle”. It posits that the service an organisation delivers externally is a direct reflection of the culture it cultivates internally. In a sector with a high volume of transactions, it is unlikely that an organisation where teams feel invisible, their work seems irrelevant, and they feel they cannot measure their own success can consistently deliver excellent customer experiences.  

To create a strong, resilient external brand, we must first build a healthy, purpose-driven internal culture.

From Task to Purpose: The Heart of the Matter

This cultural transformation begins when we help our teams move from a task-oriented mindset to a purpose-driven one. I am reminded of a profound story. A few years ago, my wife was speaking to a team of labourers renovating our home. When she asked what they did, they all replied with their tasks: “I’m a bricklayer,” “I’m a tiler,” “I’m a plasterer.” She gently corrected them, saying, “Those are the tasks you do, but you are actually helping make our dreams come true. We have been saving and planning this for 13 years, and you are building our family’s future”.  

This is a powerful lesson for the consumer goods industry. A shelf-packer isn’t just stacking cans; they are helping a family find the ingredients for their dinner. A delivery driver isn’t just dropping off a parcel; they are bringing a much-needed item to a person who relies on it. When we connect our teams to this higher purpose, everything changes. The work is no longer just a series of tasks; it becomes a series of opportunities to make a meaningful impact.  

This mindset is what builds a strong, cohesive service culture – one brick at a time. The Moments That Matter framework uses the analogy of a “brick wall,” where each daily interaction – an email, a conversation, how a complaint is handled – is a brick. Our job as leaders is to stop just managing the processes and start leading the moments, teaching our teams to be “master bricklayers” for a culture of excellence.  

A Universal Yardstick for Excellence

The MTM framework provides a simple, universal yardstick that every employee, from the distribution centre to the retail floor, can use to measure their success. It is built on the three things every customer fundamentally wants :  

  • Product Without Defect: The basics must be right. The product must be safe, of high quality and priced correctly.
  • Timeliness: The product must be available when it’s needed, delivered on time and queries must be answered efficiently.
  • Care: The customer must feel that we care about their problem and their business.

In an industry that is so often disrupted by external pressures, the first two points can sometimes be compromised. It is in these moments that the final element – the element of Care – becomes our greatest strategic asset and our most powerful differentiator. The driver who calls to proactively inform a client of a delivery delay is showing care. The team member who takes ownership of a client’s complaint, even if it’s not their fault, is showing care.

They move people from simply following a process to using that process as a vehicle to show care, build relationships and create a culture of excellence.
